Location: Mumbai(BKC)
Job Objective: Lead the department into CRM_2.0, formulation of policy and procedures for effective management of customer / stake holders concerns and contacts, building and nurturing team for handling their responsibilities effectively. Vendor development & Monitoring, Inter departmental co-ordination for a healthy business relationship
Essential functional competencies required:
► Customer orientation (good listener, proactive, patient) ► Organisation process & policies ► Analytical skill ► Vendor management ► Command over English & Hindi languages
Desired functional competencies required:
► Customer grievance handling experience ► Basics of SAP ► Exposure to new technologies related to CRM ► Familiarity/ Command over Marathi Language
Educational Qualification Include Additional Certification if any:
► Educational Qualification: Full time Graduate with Full time MBA (Marketing / Mass Communication/ CRM)
Relevant Experience:
Previous Work Experience: Minimum 13 years’ experience at a Senior level in Customer Service, handling customer complaints, query, and service request, preferably in Oil & Gas, Telecom, Insurance, Banking, Retail / e-retail chain, ITES (e-commerce). ► Preference to be given to candidate having IT exposure with experience of new technologies (e.g.Chatbot, WhatsApp, etc.) for customer interaction.)
Key responsibilities & Accountabilities :
1. Customer focus:
• Leading the department into thinking and implementing new / innovative ideas to enhance customer experience. • Responding to customer’s concern/ complaints and ensure that cases are closed/ addressed within given benchmarks by pursuing with concerned department. • Ensure 100% response within 48 hours for concerns received from Government, PNGRB, and MOPNG etc. • Review resolution of the cases received through MD/ DMD / Sr. Management/ MoPNG/ PNGRB, etc.office and approve reply for the customer. • As an Appellate Authority review the escalated customer concerns received and forward the same to the concerned departmnets for suitable resolution and convey feedback to customer. • Continuous interaction with various departments highlighting critical / rampant customer issues 3 / 4 and getting their timely resolution/ reframing policies/ etc. • Build and maintain healthy relationship with non-profit / non-government organizations (NGOs) dedicated towards consumer protection. • Responsible for building the brand through sustained relationships with select customers, stake holders, statutory bodies, etc. • Monitoring of customer contacts through existing communication channels and opening new channels of communication to enable customer interactions (viz mobile app, social media, chat bot)
2. Departmental processes and policies :
• Formulation of policy and procedures for effective management of customer / stake holders concerns and contacts. • Plan and speculate departmental activities as per business requirement and prepare road map and implementing schedule. • Work in close coordination with SAP / any other enterprise module implementation partner to develop contact logging module and associated reports, testing and rolling out changes in the system based on requirement. • Adherence to QoSS of PNGRB and other regulatory requirements. • Generate and circulate MIS as per given schedule i.e. monthly, fortnightly etc. • Suggest solutions on identified gaps, monitor progress, prepare road map and monitor progress of new initiatives. • Prepare and attend internal and external audits such as Internal Audit / ISO compliance / Stake holder audits and ensure closure of all observations/NC’s within the given time frame. • Presentation of CRM activities to Senior Management as per requirement.
3. Budgeting :
• Carry out Departmental budgeting exercise and take up new development projects with time schedule execution. • Provide inputs for department annual budget (CAPEX /OPEX) and upload the proposed budget & review of the budget v/s actual
4. Vendor management:
• Identify new Vendors as per the business requirements. • Monitor functioning of the vendors in line with the contract terms and set SLA’s • Maintain healthy relationship with all vendors to ensure smooth day to day working.
5. People :
• Build and nurture team required to manage the department and various activities. • Mentor & impart training to departmental colleagues & new joinees on processes & practises of the department 4 / 4 • Develop and maintain annual KPI / KRA of the team and biannual review
